A useful reputation audit identifies gaps between what an organization says, what it does, and what its audiences understand. It specifies the solidity of each observation and the decisions it allows to be made. An overall score can serve as a benchmark; it does not replace either the analysis of audiences or the explanation of causes.

The order should begin with a strategic question: are we seeking to prepare for a transformation, to understand a mistrust, to prioritize commitments or to evaluate an existing communication? Without this question, the study risks providing an attractive panorama from which no one will be able to deduce an action.

Define audiences before indicators

Customers, employees, elected officials, journalists and partners do not evaluate an organization from the same position. For some, the quality of service comes first; for others, the reliability of commitments or the transparency of a project. An average can hide a deterioration from the public most affected by a decision.

The mapping must therefore connect each group to a real experience of the organization. Categories that are too general, such as “general public” or “decision makers”, require clarification. It is also necessary to make visible audiences who are not very present in digital channels: absence of public conversation means neither satisfaction nor absence of impact. The OECD guide on responsible business conduct provides a benchmark for integrating stakeholder impacts into consideration. [1]

Crossing materials that do not measure the same thing

A press analysis provides information on editorial treatment. Interviews bring out reasoning and tensions. A quantitative survey makes it possible to estimate distributions, subject to its sample. Social media listening describes observable conversations, not automatically the opinion of an entire population.

The diagnosis must explain these differences. The same words can cover distinct phenomena: a subject very present in the media can be misunderstood, while a rarely mentioned problem can weigh heavily in a commercial relationship. Presenting these results in a single aggregate score would lose the most interesting information: the discrepancies between exposure, understanding and experience.

Examine internal evidence

Reputation cannot be corrected exclusively through messages. A promise of availability must be compared to the reality of the service. A commitment to dialogue must be confronted with the treatment of questions. The audit benefits from involving the owners of the data and the teams responsible for operational responses.

Building a simple register allows you to link each statement to proof, a date and a limit. We can then distinguish a misunderstanding to be explained, a behavior to be modified and missing information to be sought. These categories lead to different decisions. They avoid entrusting communication alone with a difficulty that relates to the functioning of the company.

Scenario: two opposing diagnoses

In a fictitious example, an industrial group benefits from favorable coverage in the economic press, but residents living near a future site express a lack of information. Concluding that it has a “good reputation” would be of little use. Management needs to know which local questions remain unanswered and which technical decisions can still evolve.

The report can separately show the economic recognition, territorial expectations and uncertainties of employees. A suitable response will combine explanation of the project, access to documents and handling of questions. An additional national campaign could increase visibility while leaving the local difficulty intact. The role of audit is precisely to make this arbitration possible.

Order a diagnosis that leads to action

The specifications must ask for the method, limitations, disagreements and implications. It must provide for a restitution with the functions capable of acting, then a review of the decisions taken. The AMEC provides a useful framework for linking objectives, observation and evaluation without confusing production and effects. [1]

Before validating the study, the communications department can apply a test: does each recommendation name an audience, a documented problem, an action and a responsibility? If the answer is no, the diagnosis must be prolonged. A reputation is worked with actions and relationships; the study is only valuable if it helps to choose which ones.

An example of diagnosis, from proof to decision

Fictitious scenario. A company in the industrial sector is preparing the extension of a site in France. She wants to understand whether her commitments are understood and which subjects risk weakening the dialogue. The table below illustrates the form of a diagnosis; it does not describe any completed missions or customer outcomes.

The restitution should not conclude only with a lack of visibility. It can show that proof is missing, that a decision is not stabilized or that a commitment is difficult to verify. These situations respectively call for documentation work, internal arbitration or operational monitoring. The communication plan then comes into play, with the teams capable of providing a response.

What deliverables should a firm request for a reputation audit?

The perimeter is defined before collection. For a communications department, a useful set can include six deliverables, each associated with a use:

  1. A framing note. Decision to prepare, priority audiences, countries, languages, period, study questions, accessible sources and exclusions. It avoids comparing offers whose terrain differs.
  2. A map of stakeholders and issues. It distinguishes the audiences concerned, their relationship with the company, their expectations and the internal contacts responsible for the response.
  3. A register of evidence. Each observation refers to a document, a contextualized extract, a date, a scope and a level of confidence. The hypotheses remain identified as such.
  4. A hierarchical diagnosis. It separates documented strengths, perception gaps, operational weaknesses and blind spots. The e-reputation audit constitutes the digital component: engines, online media, opinions, networks and, if relevant, AI responses.
  5. A note to the executive team and a roadmap. Three or four priority arbitrations, their options, those responsible and their conditions for success. A horizon of 30, 60 and 90 days can organize the first actions without promising a mechanical evolution of the reputation.
  6. A repeatable dashboard. Definition of indicators, sources, frequency, responsible and starting value when it exists. It distinguishes actions carried out, reception by the public and effects observed.

What information should you prepare for a first exchange?

It is not necessary to have already compiled an exhaustive file. One page is enough to present the decision to be informed, its timetable, the audiences most concerned and the questions that the organization does not yet know how to answer.

  • The context: transformation, controversy, implementation, change of direction, acquisition or regular reputation review.
  • The field: brands and entities concerned, countries, languages, sectors, competitors or truly relevant comparison organizations.
  • Existing resources: previous studies, monitoring, frequently asked questions, main messages, public commitments, reference pages and indicators already monitored.
  • The people to mobilize: communications department, general management and, depending on the issue, operations, human resources, public affairs, customer service or control functions.
  • Constraints: indicative budget, deadline, access to data, confidentiality rules and availability of contacts.

For the first contact, favor a summary and public links. Sensitive documents or documents containing personal data will only be examined after defining a suitable framework. Also specify what has already been attempted: an unsuccessful approach can shed as much light on the diagnosis as a successful campaign.

How does a mission take place, and what do the deadlines depend on?

Framing, collecting, confronting, arbitrating, following: these five steps constitute a work process. The framing establishes the questions and the method. The collection brings together accessible materials. The confrontation seeks convergences and contradictions between sources. The restitution allows those responsible to discuss the findings and choose actions. Monitoring then checks what has been done and what remains to be understood.

A targeted documentary review and a multilingual study combining interviews and a survey do not require the same resources. The number of markets, the depth of the corpus, the recruitment of participants, access to data, the need for quantitative measurement and the number of restitutions influence the cost and schedule. These elements must appear in the proposal, with dependencies and deliverables included. A deadline is only seriously set after this framing.

The evaluation begins with a reference situation. Counting publications produced is not enough to demonstrate an effect on trust. It is necessary to observe, depending on the objective, the understanding of a project, the quality of the responses, the evolution of a relationship or the verifiability of a commitment.
