Distinguish understanding and adherence

The temptation is strong to seek a positive formulation for any decision. However, a customer who loses a service or incurs an additional cost first assesses the consequences for him. A presentation focused exclusively on the modernization of the establishment can accentuate the gap between the discourse and the lived experience. Communication must be able to name what becomes more difficult, even when a decision responds to a real constraint.

We recommend distinguishing between three questions: why does the establishment decide; what changes for each audience; what response does it provide to the difficulties created? The first relates to strategic reasoning. The second requires precise operational work. The third involves resources and responsibilities. A pitch cannot replace a solution that the organization has not yet decided on.

Examine the decision from concrete situations

A uniform evolution in a table can produce different effects depending on the clients. Digital access, distance, schedules, vulnerability or professional use modify the experience. It is therefore necessary to construct several reading situations with the teams who receive the requests. The objective is not to publicly profile people, but to verify that the information and solutions are not based on a theoretical client.

For an agency closure, for example, the announcement can explain the alternatives, their actual availability and the necessary steps. The communications department must test the referrals: does the number answer, does the page provide up-to-date information, does the advisor know the system? A defensible decision can lose credibility when the means announced do not work when customers need them.

Make complaints into management information

Beyond individual treatment, complaints can reveal collective ambiguity: a poorly understood date, an inconspicuous exception or a promise that does not correspond to experience. We offer a regular review between communication, customer relations, operations and compliance. The data reported must be aggregated and adapted to the decision-making needs. The goal is to identify what needs to be explained, corrected or re-examined, without exposing personal situations.

Prepare teams before media amplification

Advisors and managers are often those who are asked to make the decision acceptable. They must have an explanation that they can really support, a response perimeter and a circuit for unanticipated situations. A Q&A document is useful if it answers likely objections, not just questions management wants answered.

A preparation can begin with the three most difficult formulations: why now; who supports the effort; why was this solution chosen? It is also necessary to plan what remains confidential and how to explain this limit. Consistency with staff representatives, partners and the media is prepared with the functions concerned, according to the timetables applicable to the decision.

Example: announce a service evolution

Let us imagine, fictitiously, an insurer who reorganizes its telephone reception. The message “a simpler service” would be fragile if certain policyholders have fewer possibilities of contact. A more precise announcement would describe the new schedules, the channels maintained, the reasons for the reorganization and the arrangements planned for special situations. It could recognize an adjustment period without promising an unverified response time.

Monitoring would not be limited to the number of views of the press release. It would examine repeated requests, access difficulties and discrepancies between the service advertised and the service provided. These observations could lead to modifying a page, strengthening a channel or reporting an organizational decision. This is where communication provides useful information for piloting.
